Voice agents: AI on the phone and in the meeting

They take the calls, decide who really needs to speak to a person, and settle questions about appointments or orders themselves, wired into your real systems instead of a standard script.

Two cases that are sold as one

Voice agents are usually sold as one product and are two. One answers the phone, the other sits in the meeting. They share the technology and almost nothing else: different callers, different systems, different legal questions. We treat them apart, and you should buy them apart.

The phone: what actually happens on a call

The line rings in the workshop or the warehouse and nobody can pick up. The caller wanted to move an appointment, ask where the delivery is, or report that the heating has failed. They get voicemail, or nothing. The cost lands in the office after lunch, when somebody works through the messages and calls everyone back, and in the orders that went to whoever picked up first.

The agent answers, says at the start that it is an AI system, and asks the two or three things that make the call unambiguous. It identifies the caller against the CRM. What it can settle itself, it settles: it offers free slots from the calendar and confirms the new appointment, it reads the order status from the ERP. What it cannot settle it hands to a person, a callback list or voicemail, in that order or whichever order you set. The case is created in your CRM or ticketing system, not in a separate inbox.

The meeting: minutes and follow-ups

The agent joins the video call or dials in, takes the minutes and pulls out what has to happen afterwards: who committed to what, by when, and where it belongs. The tasks land on the CRM contact or the ticket, not in a file nobody opens.

The value is rarely in the minutes. It is in the chasing, the step that is first to be dropped after a full day and the step that revenue hangs on.

Three things are settled before the first call, and none of them is a footnote.

Disclosure: Article 50 of the EU AI Act requires that people are told they are dealing with an AI system. The announcement is the first thing the agent says, and the caller can ask for a person at any point.

Recording: in Germany, recording the spoken word without consent is a criminal offence under section 201 of the Criminal Code. If the call is recorded, the agent says so, and the caller can decline. In a meeting, everyone present is told, and the recording indicator is visible. Voice recordings are personal data, so the data processing agreement under Article 28 GDPR, the retention period and the deletion policy are in place before the first call, and processing runs in German data centres or inside your own infrastructure.

The works council: if you have one, section 87 of the Works Constitution Act gives it a say on technical systems that can monitor performance, and an agent that transcribes calls is one. We plan that conversation before the build, not after it.

A worked example: the service line

A heating and plumbing firm in the Düsseldorf area gets three kinds of calls during the day: no heating, appointment changes, and questions about an open quote.

No heating: the agent recognises the emergency from the first sentence, takes the address from the CRM and transfers to the on-call engineer. It does not troubleshoot.

Appointment change: the agent finds the appointment, offers the free slots the calendar shows, confirms the new one and sends a text message with the date. It never confirms a slot the calendar does not offer.

Quote question: the agent takes the customer’s name and question, puts the call on the sales callback list with the transcript, and says when the caller can expect to hear back based on what you configured. It does not name a price.

What you need to bring, and when it is not worth it

You need a phone system that can route calls, which today means a cloud or SIP-based system. An old box with no interface is a prerequisite project of its own. You need a calendar and a CRM the agent can write to. You need enough calls of the same kind, and you need to accept the disclosure at the start of every call. If you want an agent that hides that it is one, we are the wrong supplier.

It is not worth it when the calls are few and every one is different. It is not worth it when most callers are regulars who want their usual contact and will hang up on anything else. And it may not be worth it on a noisy line with strong accents and part numbers, which is why we test with your recordings before we quote.

How it differs from the neighbouring services

A voice agent is an AI agent whose channel is the phone or the meeting; the job, tools and boundary are designed the same way, and the channel adds the questions above. What happens to the case after the call, the confirmation, the ticket, the order, is process automation. If callers ask about products or policies, the answers come from a knowledge system that cites its source rather than from the model’s memory.

Common questions

Do we have to say an AI is on the phone?
Yes. Under Article 50 of the EU AI Act people must be told they are dealing with an AI system unless it is obvious. So the disclosure goes at the start of the call, not into the small print. Meeting minutes add a second question on top of it: consent from everyone present.
May we record the call?
Only with consent. In Germany, recording the spoken word without the consent of the people speaking is a criminal offence under section 201 of the Criminal Code. So the agent announces the recording at the start, the caller can decline, and the retention period is fixed before the first call.
What happens when the agent gets stuck?
It hands over: to a person, to a callback list or to voicemail, whichever you specify. A phone agent that cannot resolve a call but records it anyway is more expensive than an answering machine.
How well does it cope with accents and technical terms?
Well with standard German on a clear line, noticeably worse with a strong regional accent, background noise or part numbers. So we test against your own recordings before building, rather than promising an accuracy figure taken from a datasheet.
Where do the minutes end up?
Where the case already lives: on the contact in the CRM, on the ticket, on the task in your project tool. Minutes that exist only as a file do not get read.
Does our data stay with us?
Yes. Processing in German data centres under a data processing agreement under Article 28 GDPR, or directly inside your own infrastructure, and contractually and technically separated from model training. Voice recordings are personal data, so the retention period is fixed before the first call.
